Customer Journey Mapping: The secret to Superior CX

Customers' behavior is surmised to be rather unpredictable, thus businesses strive to make lasting first impressions and provide unique purchase experiences. Those who wish to learn how your clients purchase in today's digital environment should focus on the most impactful channels and touchpoints in their buying journeys.

 Customer Experience Mapping is a method that helps you identify your consumers' motivating elements during the purchase process. It may be defined as a customer's journey through the phases of their relationship with a company, which includes all interactions between the consumer and the firm across several channels. It's basically a flowchart that displays the steps of a client's interaction with a firm, from purchasing things online to contacting customer support.

 Although most firms are rather effective at acquiring data on their customers, data alone does not adequately express the customer's problems and experiences. At such instances, a customer journey map, which is a visual representation of a customer's interaction with a firm through time, may give insight into the customer's overall experience. It assists your team in better understanding and addressing the wants and pain points of your customers when they interact with your product or service. Thus, a customer journey map allows your company to observe how your brand contacts a potential client and then travels through the many touchpoints of the sales process.

Depending on the sort of business and the types of consumers served, each customer journey map will be unique. However, there are a few key elements that will be consistent throughout every map you build. Some of them are:

 

1.      Personas: Personas, which are composite representations of a market segment of consumers with similar requirements, objectives, and motivations, are the greatest way to understand customers' behaviors and sentiments. It may provide you a comprehensive picture of who your consumers are, what they want, and how they engage with your company across all channels.

 

2.       Identifying the stages of the customer journey that your customer is attempting to complete. Rather than focusing on internal process processes, one should focus on creating a customer journey map with phases that depict your client's goal-oriented trip.

 

3.      Customer touchpoints: One of the most significant parts of the customer journey map is the touchpoints between the customer and the business. Each touchpoint specifies a specific action the consumer did with the business. Identifying your touchpoints is a crucial step in establishing a customer journey map and ensuring that your consumers are happy at every stage.

 

4.      Emotion: It's crucial to think about how your consumers could react to each engagement. Identifying the places of friction in the customer experience may help companies see their client personas in a new light.

 After you've established all of the components, it's a wonderful exercise to bring them all together from the customer's perspective. Companies frequently need to construct many customer journey maps based on a jumbled picture of how consumers interact with them.

Customer journeys aren't always going to be straightforward. Customers may hop ahead and back multiple times within the same segment throughout the course of their lifetime. As a result, taking exceptions into account while mapping the Customer Journey may be a smart idea. Another smart approach is to involve other departments since each department has a stake in defining the customer's experience and may give a distinct perspective. Customer Journey Mapping will, in the end, never be a static entity; like everything else in the digital age, it will be forced to be Agile.

There is no one-size-fits-all approach to creating a customer experience, so your company will have to figure out what works best for you. However, the Trip Mapping frameworks you develop should help you gain a better knowledge of the journey your consumers take as they interact with your organization, brand, goods, partners, and employees. Knowing where your consumer is on their journey might help you anticipate what they could encounter next.

Where CX meets Technology - Intelligent Experiences

As the pandemic forced us to change our very way of living, consumer behavior also changed drastically. Overnight, many people who were “fence-sitters” when it came to transacting “online” were literally forced to online since in-person contact became the least preferred way of doing commerce. This online commerce forced organizations to really take a deep look at their customer journeys both online and offline. Digital Technologies, earlier often relegated to “coming in future” or “nice to have” became “essential” to survival. Retail was the hardest hit with this realization.

However, we find that now almost every area of the customer experience is being transformed by new technologies. Customers have evolved to anticipate new levels of perfection, performance, and just about everything in between as the possibilities of digital technology improve. Customers' expectations are continuously evolving; thus, the current customer experience must go above and beyond old customer care practices. Companies that give a meaningful but relevant experience that meets or exceeds their consumers' expectations will be successful.

To stay on top of these advancements and trends, we must grasp these new technologies and use them to communicate, interact, and promote in novel ways. Today's organizations need to discover the proper digital tools to provide a great customer experience, build brand loyalty, and drive sales growth. CX is taking advantage of today's technology and data to improve the entire customer experience. This involves sharing data amongst teams such as marketing and customer support, developing new roles to act on the data, and using new technologies such as AI, resulting in the implementation of a class of digital practices that leverage data to improve the whole digital trip for customers.

Leading firms in customer experience management are already utilizing these new technologies to achieve a competitive advantage. This ranking is topped by the utilization of artificial intelligence. According to one Research, by 2022, consumers would probably be handling 85 percent or more of their interactions with the organization without the need to be engaging with a human, at least for simple interactions. Many of the technological breakthroughs accessible to CX delivery teams are determined by how artificial intelligence, conversational interfaces, and robotic automation are implemented. There are two aspects to this. One is related to productivity and efficiency. By automating frequent and repetitive processes, these solutions save expenses and boost agent productivity. The other aspect, perhaps more important, is to do with delivering superior experiences through quick, efficient, and empathetic engagements during various segments of customer journeys. Conversational Chatbots powered by artificial intelligence are another method for automating simple chores. Today's industry-standard chatbots offer an incredible step forward for organizations looking to automate and outsource easy, regular inquiries and interactions to an intelligent system, thanks to an algorithmic learning feature that allows it to learn from past discussions and adapt replies. Another widely used option, IoT, may boost a company's bottom line by cutting operational expenses, improving productivity, and assisting companies in expanding into new markets or developing new goods.

One technique, which seems to be gaining tremendous traction in understanding and delivering empathetic engagements, is speech analytics, which is being increasingly used to augment existing AI processes enabled processes by listening for heightened voice pitches and other emotional indications, analyzing the customer's sentiments, further contextualizing with backend order data and transferring them to an agent when appropriate. It also gives fresh sources of feedback by identifying emotional drivers and focusing on terms or themes that regularly provoke specific feelings.

Armed with this sentiment analysis technology and with comprehensive dashboards, agents can quickly acquire a full image of each client, their purchase history, and their expected goals for each engagement – and then take on a consultative role, alleviating emergent and even projected requirements as well instantly acquire a thorough understanding of each client. These new and continually growing technologies are assisting businesses not only to extend their client base but also to get a macro-level understanding of their customers. Adopting such technologies for one’s organization is providing a more competitive advantage over competitors that have yet to connect technology with customer experience.

For a few years, a huge focus of most of the organizations and service providers was to deflect a transaction or engagement towards a non-voice channel – with the hope that customers would find these easier and such channels also afford a lower cost to serve. However, as seen, most of the customers are not very comfortable using non-voice channels especially with an AI-powered bot behind the channel during a time of crisis or during a buying journey. In a country like India, literacy rates while climbing has also proved to be a challenge for a largely English-dominated non-voice channel scene. Hence, we see that voice is making a comeback, albeit in a different avatar for service providers! And Speech Analytics and related technologies are at the heart of this revolution.

This is not limited to service providers or call centers only! General use of such virtual assistants is happening on an increasingly wide scale. For example, Taxi and cab drivers in India are routinely seen using some form of voice-powered virtual assistant for doing routine things – hands-free! Mostly the interface is maps or google assistant. The next frontier in Speech-enabled virtual assistants would be real-time language translation capabilities, which would allow two humans to converse with each other even though they might speak different languages. 5G and increasingly powerful speech engines are the key. While we are far away from Star Trek’s Universal Translator, but such technologies, on a simpler scale can revolutionize the way we interact with each other and transact online.

The next frontier in CX and EX definitely involves a significant role for such technologies available through a variety of interface formats!

What it will mean to find Earth's Twin out there


One of the most ancient and perhaps the most enduring questions that humankind has been asking since picking up the first stone and striking fire has been around the topic of who we are and what are we doing here. Is there a destiny or are we just result of random mutations through a cycle which started billions of years ago.

Related to search for our place in the universe are the questions relating to whether there are worlds out there which are earth like. At first the whole question of whether there are any extra solar planets at all was a huge problem for us. It was indeed a formidable question for our kind with our primitive equipment and the ability to squint through the fog of earth’s atmosphere and then the gaseous envelop of our solar system. Through this foggy and often obscured picture, we used to wonder if there are any other rocks circling other stars. Logic of course told us that formation of the solar system shouldn’t be unique process which happened only in our neighborhood, but our ability to experimentally and by observation prove what was common sense was limited.

Well, not any more. For quite some time, we have been able to at least deduce the existence of extra solar planets, if not see them directly. An exoplanet (or extra solar planet) is a planet orbiting a star different from the Sun (the "exo" prefix means "outside" in Greek). Up until now, one has found mainly gas giant planets, which are easier to detect than telluric planets. An exoplanet or extra solar planet is a planet that does not orbit the Sun and instead orbits a different star, stellar remnant, or brown dwarf. More than 1800 exoplanets have been discovered (1849 planets in 1160 planetary systems including 471 multiple planetary systems as of 2 November 2014).

According to Observatoire de Paris - The planets of the solar system can be divided into two groups, the telluric planets and the gas giant (or "Jovian") planets. The telluric planets are spherical bodies with a crust of rock, and the gas giant planets are spheres composed of gas and ice (Jupiter, Saturn, Uranus and Neptune). Pluto is a solid body, whose composition consists of a variety of rocks and ices. An exoplanet (or extra solar planet) is a planet orbiting a star different from the Sun (the "exo" prefix means "outside" in Greek). Up until now, one has found mainly gas giant planets, which are easier to detect than telluric planets. However, due to the increasing sensitivity of the detection methods, one already begins to observe the first planets of sizes comparable to the Earth.

So, as we can see, thousands have been discovered in the past two decades, mostly with NASA's Kepler space telescope. The first extra solar planet discovery was confirmed in 1992, although they had been predicted long before. Planets are difficult to detect directly because they are so much dimmer than the stars they orbit. The Sun is a billion (109) times brighter than Jupiter and 10 billion (1010) times brighter than the Earth.

According to space.com - These worlds come in a huge variety of sizes and orbits. Some are gigantic planets hugging close to their parent stars; others are icy, some rocky. NASA and other agencies are looking for a special kind of planet: one that’s the same size as Earth, orbiting a sun-like star in the habitable zone. The habitable zone is the range of distances from a star where a planet’s temperature allows liquid water oceans, critical for life on Earth. The earliest definition of the zone was based on simple thermal equilibrium, but current calculations of the habitable zone include many other factors, including the greenhouse effect of a planet’s atmosphere. This makes the boundaries of a habitable zone "fuzzy."

But a more interesting question is – what would be the social impact of a finding of Earth’s Twin out there? There is a lot of interest in the study of this phenomenon across the world by both religious and political leaders – for the same obvious reasons. Most of the apprehensions border on possibility of chaos and widespread anarchy. Why? Well you have to take a deep look at how our society has been structured since the birth of formal civilization thousands of years ago.

According to Wikipedia - The cultural impact of extraterrestrial contact is the corpus of changes to terrestrial science, technology, religion, politics, and ecosystems resulting from contact with an extraterrestrial civilization. Although closely related to it, the study of the cultural impact of extraterrestrial contact is distinct from the search for extraterrestrial intelligence (SETI), which attempts to locate intelligent life as opposed to analyzing the implications of contact with that life. The potential changes from extraterrestrial contact could vary greatly in magnitude and type, based on the extraterrestrial civilization's level of technological advancement, degree of benevolence or malevolence, and level of mutual comprehension between itself and humanity. The medium, through which humanity is contacted, be it electromagnetic radiation, direct physical interaction, extraterrestrial artifact, or otherwise, may also influence the results of contact. Incorporating these factors, various systems have been created to assess the implications of extraterrestrial contact. The implications of extraterrestrial contact, particularly with a technologically superior civilization, have often been likened to the meeting of two vastly different human cultures on Earth, an historical precedent being the Columbian Exchange. Such meetings have generally led to the destruction of the civilization receiving contact (as opposed to the "contactor", which initiates contact), and therefore destruction of human civilization is a possible outcome. However, the absence of any such contact to date means such conjecture is largely speculative.

According to an article on The Conversation - Habitable exoplanets are bad news for humanity. What did not make the news, however, is that this discovery also slightly increases how much credence we give to the possibility of near-term human extinction. This is because of a concept known as the Great Filter. The author hopes for a barren Kepler-186f and argues - If Kepler-186f is teeming with intelligent life, then that would be really bad news for humanity.

As philosopher Nick Bostrom once said: - The silence of the night sky is golden … in the search for extraterrestrial life, no news is good news. It promises a potentially great future for humanity.

In my opinion, this is a way different way of approaching a monumental question of whether we are alone in the universe, or ever have been? Doomsday scenarios abound across the literature of our species. But I ask why should it always be an extinction trajectory?

Well, as it turns out – according to space.com - Announced on July 23, 2015, planet Kepler-452b is larger than Earth and orbits a star nearly identical to the sun, but older and therefore hotter. The planet's orbit is nearly the same as Earth's, and its year is about 20 days longer than Earth's. Kepler-452b is 1,400 light-years away.

John Traveler in this article - What the Discovery of Earth Sized Exoplanets Means for the Human Race – goes on to say - To find that we are not alone in the vast cosmos will undoubtedly have substantial impact on human cultural, socio-religious, and intellectual paradigms. It’s safe to predict, such a discovery might have the greatest impact on human perspectives since ancient humans first experienced the cognitive foundations of logical thought and reason.

I firmly believe that human society would be changed for the better. Of course there will be some changes which a certain section of society might not like. The strangle hold that our current political and religious organizations have upon us would be loosened a bit. We may even suffer through a period when the faith system collapses, forcing humanity to start believing in itself rather than a divine intervention and overseeing. But we will pull through. We have come a long way in the last 400 years and we have survived 200,000 years of super volcanoes, earthquakes, global climate changes, flooding of epic proportions, genetic changes, and epidemics and have achieved, well almost, a global civilization.

The Web, then and now and beyond… Web 2.0!

Following commercialization and introduction of privately run Internet Service Providers in the 1980s, and its expansion into popular use in the 1990s, the Internet has had a drastic impact on culture and commerce. The Internet has touched lives profoundly all over the world. It has led to an almost revolution in the way world operates. And it has brought humanity closer.

In the 1950s and early 1960s, prior to the widespread inter-networking that led to the Internet, most communication networks were limited by their nature to only allow communications between the stations on the network. Some networks had gateways or bridges between them, but these bridges were often limited or built specifically for a single use. One prevalent computer networking method was based on the central mainframe method, simply allowing its terminals to be connected via long leased lines. This method was used in the 1950s by Project RAND to support researchers such as Herbert Simon, in Pittsburgh, Pennsylvania, when collaborating across the continent with researchers in Sullivan, Illinois, on automated theorem proving and artificial intelligence.

Another interesting aspect is Al Gore’s contribution to the growth of internet.

The commercialization of the Internet brought extraordinary, almost to the point of being irrational, wealth to a few individuals. The euphoria created by sudden connectivity, unleashing the power of individual creativity and bringing it onto a world stage with very little cost was also paralleled in an irrational exuberance in the stock markets. This is also commonly known as the Dot Com Bubble.

It all started during the mid 1990’s. The Stock Market soared on technology and Internet stocks, IPOs were all the rage, and the sky was the limit for stock prices. The masses believed there was a new world upon us, and the internet was to become the future of business. Then reality set in when the hype didn’t live up to its promises and the stock market crashed. If you take all of this for only its face value, all you see is what happens when a stock market gets overvalued and crashes, but if you look deeper you can find plenty of timeless lessons that every investor should learn.

Web 2.0 is a buzzword that exploded in popularity sometime in 2005. In 2004, software guru Tim O'Reilly founded the Web 2.0 Conference, held annually in San Francisco. It has since expanded from a conference into a way of thinking, a new approach to doing business on the Internet. There is no standard definition for web 2.0, as it is a cluster of ideas rather than anything clear-cut. However, O'Reilly's comments on the topic are seen as having special authority, and rank among the top Google search results for the term.

According to Tim O’Reilly – “Web 2.0 is the term used, in the technology field, to refer to some exciting developments that promise to bring us to a new and improved internet experience. For developers this means learning new technologies and frameworks to provide better, faster and more sophisticated features”.

The concept of "Web 2.0" began with a conference brainstorming session between O'Reilly and MediaLive International. Dale Dougherty, web pioneer and O'Reilly VP, noted that far from having "crashed", the web was more important than ever, with exciting new applications and sites popping up with surprising regularity. What's more, the companies that had survived the collapse seemed to have some things in common. Could it be that the dot-com collapse marked some kind of turning point for the web, such that a call to action such as "Web 2.0" might make sense? We agreed that it did, and so the Web 2.0 Conference was born.

Paul Graham describes Web 2.0 as an idea that was meaningless when started, but has acquired a meaning during the intervening period. He then goes on to describe the various components that contribute to the new revolution.

According to Wikipedia - Web 2.0 is a term describing changing trends in the use of World Wide Web technology and web design that aims to enhance creativity, secure information sharing, collaboration and functionality of the web. Web 2.0 concepts have led to the development and evolution of web-based communities and its hosted services, such as social-networking sites, video sharing sites, wikis, blogs, and folksonomies. Although the term suggests a new version of the World Wide Web, it does not refer to an update to any technical specifications, but to changes in the ways software developers and end-users utilize the Web.

The first premise of web 2.0 is leveraging the power of the user. For example, fluid user tagging of content would be used instead of a centralized taxonomy. Web 2.0 entrepreneurs often consider the Long Tail, which is basically an observation that the vast majority of the attention market is based on niche content. Web 2.0 is radically decentralized, as in the case of BitTorrent, a collaborative downloading co-op that consumes a serious portion of all Internet traffic.

Blogs are considered web 2.0. Instead of centralized "personal home pages", blogs let people easily post as much or as little as they want as rarely or as frequently as they want. Feed aggregators ensure that people only need to visit a single site to see all the feeds they subscribe to. Comments are enabled everywhere, allowing people to participate rather than passively consume content.

Web 2.0 technology encourages lightweight business models enabled by syndication of content and of service and by ease of picking-up by early adopters.

O'Reilly provided examples of companies or products that embody these principles in his description of his four levels in the hierarchy of Web 2.0 sites:

- Level-3 applications, the most "Web 2.0"-oriented, exist only on the Internet, deriving their effectiveness from the inter-human connections and from the network effects that Web 2.0 makes possible and growing in effectiveness in proportion as people make more use of them. O'Reilly gave eBay, Craigslist, Wikipedia, del.icio.us, Skype, dodgeball, and AdSense as examples.

- Level-2 applications can operate offline but gain advantages from going online. O'Reilly cited Flickr, which benefits from its shared photo-database and from its community-generated tag database.

- Level-1 applications operate offline but gain features online. O'Reilly pointed to Writely (now Google Docs & Spreadsheets) and iTunes (because of its music-store portion).

- Level-0 applications work as well offline as online. O'Reilly gave the examples of MapQuest, Yahoo! Local, and Google Maps (mapping-applications using contributions from users to advantage could rank as "level 2").

Non-web applications like email, instant-messaging clients, and the telephone fall outside the above hierarchy

Web 2.0 websites allow users to do more than just retrieve information. They can build on the interactive facilities of "Web 1.0" to provide "Network as platform" computing, allowing users to run software-applications entirely through a browser. Users can own the data on a Web 2.0 site and exercise control over that data. These sites may have an "Architecture of participation" that encourages users to add value to the application as they use it. This stands in contrast to very old traditional websites, the sort which limited visitors to viewing and whose content only the site's owner could modify. Web 2.0 sites often feature a rich, user-friendly interface based on Ajax, OpenLaszlo, Flex or similar rich media.

Second life and similar platforms provide an immersive environment where users can interact with each other in a father richer way than was possible through the web 1.0 tools such as chats, emails, etc.
